The website offers collection, but the store cannot find the item and service cannot explain the discrepancy. Alongside system accuracy, the organization needs someone able to reconcile conflicting information and follow the case through.

## Organize around the customer's issue

OQM examines leadership, structures and working relationships in your organization. Operational figures provide context for the findings, not a substitute for understanding colleagues' experience.

### Choose a coherent unit

A store group, central service function and stable cross-channel team are different possible scopes. Agree who participates and how responses are protected before starting.

### Compare experiences of the same handover

Discuss the findings with sales, warehouse and service colleagues. Use one actual process to understand why different teams experience responsibility or support differently.

### Test one reliable promise

Assign an owner and review date to a limited change. Review waiting, repeat contacts and workload together, so an improvement in service does not merely shift work to the warehouse.

## Hypothetical practical example: Accepted in store, unclear in service

A retailer allows online purchases to be returned in stores. The store confirms acceptance while central inspection follows later. Sales and customer service consequently give different answers.

Working hypothesis: Unclear responsibility for return status may generate more repeat contacts than the inspection time itself.

- What confirmed information does service need to answer accurately?
- Who takes ownership when the physical item and digital record disagree?

Test in the organization: Test a status handover and named owner for one return route. Compare repeat contacts and processing effort before and after the change.

## Questions from the sector

### What consulting does OQM offer retail businesses?

OQM supports organizational development, leadership and collaboration, including cross-channel responsibilities, onboarding and feedback loops. Building a shop platform, tax advice and legal return-policy design are not automatically part of this offer.

### Can a small retailer use OQM?

Team size and scope matter. Protecting responses requires particular care in small teams; reporting must not make individuals identifiable. The initial discussion establishes whether an appropriate analysis unit can be formed.

### Should an external logistics provider join the survey?

Not by default. Its perspective on handovers may be useful separately. We first define the organization being examined rather than automatically combining another company's responses with your team's results.

### Will OQM reduce our return rate?

No reduction can be promised. Product quality, fit and buying behavior have their own causes. OQM can examine the organizational handling of returns; any operational benefit needs to be tested with suitable business data.

### What should we include in the first enquiry?

Your sector, broad team structure and a process example are enough. Do not send customer names, order numbers, payment details or identifiable complaint records through the public form.
